‘As biopharmas move towards Agentic Commercial, service evolution is key to delivering the frictionless, 24/7 experience HCPs demand’

A physician on a 24-hour shift needs urgent guidance on a complex patient case. She reaches out to a biopharma’s contact centre at 3am, only to find a closed sign or a basic bot incapable of resolving her enquiry. When she finally speaks to a human the next day, the customer service representative juggles disconnected tools to locate her history, keeping her on hold while manually entering the inquiry into a standalone system.
The service representative can only share generic content that fails to address the physician’s specific question, eventually transferring the case to another department using a different system. When a field rep visits later, the physician is forced to repeat her story because the rep has zero visibility into open enquiries and cannot proactively address them. While large biopharmas handle over 200,000 customer service cases annually, fewer than 50% of healthcare professionals (HCPs) perceive these contact centre engagements as valuable. As HCPs seek instant answers for increasingly nuanced treatments, 87% prefer digital interactions and nearly half favour self-service solutions. With 78% of HCPs valuing conversational AI that adapts to their preferences, leading biopharmas are evolving from reactive help desks to proactive, 24/7 agentic engagement.
Currently, service is often limited to basic information retrieval during standard business hours and operates siloed from sales, marketing and medical affairs, creating friction that hinders efficiency. To deliver a high-touch experience, service needs to be core to customer engagement, not an afterthought. Embedding service into the CRM allows companies to shift from transaction-led conversations to a continuous dialogue orchestrated across functions.

For inside sales teams, also referred to as remote or hybrid sales teams, a single platform similarly accelerates productivity and enables deeper engagement during outbound digital interactions.
